How not to handle a system failure: how Facebook lost user accounts
Morning of October 4th (GMT +1): several users found themselves locked out of their Facebook account due to “maintenance”. The message said:
Account Unavailable: Your account is temporarily unavailable due to site maintenance. It should be available again within a few hours. We apologize for the inconvenience.
Nothing strange, Facebook has been giving these error messages now and then lately. October 6th: the number of users locked out grown and despite the large number of emails sent to Facebook, nothing –literally– happened. What happens is that the error message above is displayed and your mails to the support service seems to be sent to the trash bin given that nobody had an answer.
Nowadays Facebook holds a dominant position in the life of nearly everybody. Events are created and coordinated over there and people stay in contact with friends through it just to name a couple of reasons. So being unable to access to your account means not being able to keep up to date to your friend’s parties for example.
What I can’t understand is how a web application as big as Facebook, with some of the smartest engineers of the world can’t recover the profiles of their users. I’m sure they have backups, and I’m sure users’ data is replicated in some way so one server’s failure doesn’t take the whole thing down. And even without this, nearly four days of downtime seems excessive. You know, had it been a mission-critical application with paying customers, they’d now lost a lot of money. Now they just lost my respect.
Thing is that companies I respect explain their failures in a adult and responsible way and they keep you updated on what’s happening when something doesn’t work as expected. But none of this has happened with Facebook. We still don’t know if we’ll ever get our accounts back.
UPDATE Oct 7th: Facebook (finally?) acknowledges some problems with their servers with an official note. Even something as simple as this could have been done four days ago saying: “ehy, we’re aware of the problem, it’ll be fixed within 96 hours” and nobody would have complained.
UPDATE Oct 8th: The story now is on Slashdot. In the meantime, Facebook still hasn’t fixed the issue.
UPDATE Oct 9th: Facebook has updated it login error. Now it says:
We are currently experiencing an extended site maintenance issue that is preventing some users from accessing their accounts or Pages they may administer. Rest assured that your account has not been deleted or compromised. Your original account will be restored as soon as possible so there is no need to create a new one. We sincerely apologize for any inconvenience you’ve encountered while attempting to log in to Facebook during this time.
UPDATE OCT 12th: A bunch of people are having their accounts back. Mine is still locked but looks like I can be hopeful now.
Well said … I have been down for days, I had over 2,500 photos and 1000 contacts … For the longest time I have been sharing the praises of this social network …. Today I’m not singing….

I have been down since Sunday at 12:30 AM. No relief in sight, no responses to emails, no support. I can hardly believe that a company can grow that big, that fast, and yet can’t even take the time to deal with the very people that helped them attain their success!

If you google the error, people have been had this same issue before with many having to create new accounts… Same result, no response to emails and request after request being met with no response…
Size does have it’s advantage I guess.. if you effect a few or a thousands you can ignore them.

Yes I am one of the affected facebook members. Have not been able to log in since Saturday October 3ed. Yes I am quite upset, I have just now been notified that I lost a business contract because of not responding to a enquiry sent through facebook early Saturday morning before my profile was shut down for maintenance. I am astonished that Facebook has made NO attempts to answer any emails I have sent or notifications from any of the users that are affected. That is NOT good relations with its users. I relies they have millions of users world wide and that I am no more then a gain of sand on beach but honesty FB I can not understand your reasoning for such secrecy I suppose its time to stop fooling myself and think that the internet can be a benefit to my life. This one proves that if I put my trust (my business) into someone’s hands like I did with facebook that all I am asking for is trouble… I WILL NEVER trust FB, or any other site again. I have taught for three years now beginning computers and Internet usage to senior citizens for an enrichment program here in Michigan and have fought to gain my students trust in the Internet and computer usage. This one tears down everything that I have tried to convey to my students. I understand the need for maintenance and the need for checking things out but to let it go this long with NO contact from support just blows me away. Anyone have a big chief and crayon?

Are there any good media outlets where we can complain and get some word to Facebook that we want answers? I’ve also been down since about 11pm on Sat. Three days later I have client’s I haven’t been able to contact and a large auction I’m working on that I cannot move forward with…. argh!

I have also had this issue since Sunday morning. I have sent several emails and haven’t received a single response. I was beginning to think I was the only one having this problem but now I see I am not alone. Not a single word from Facebook on this issue like the problem doesn’t exist or they simply do not care. Pretty pathetic.

Same problem here, it’s a disgrace that this problem has been going on for 4 days. Are they even aware of the problem? And if so, is it to much asked to at least reply to the mails you send?

If this gets posted on CNET or some other popular site, I am sure our accounts would be fixed immediately, and if not, at least an explanation on what is going on. Facebook seems to only react when the issue is posted for a large amount of people to see, like investors.

I too have been down since Sunday morning for “maintenance”. I do get email from FB and I have photo captured all the error messages and forwarded them to FB. Those emails have not had a response. I am sending it again and again. Perhaps they will get annoyed enough to correct the problem. I can’t even change the password because that area is closed down, also. Pretty disgusting!

Just got a canned response from FB. Did they totally miss the part of my email saying that I have been down since Sunday? Unbelievable:
“Site Maintenance” usually means that we’re making an improvement to the database that your account is stored on. While we’re doing this, you will not be able to access your account. In most instances, this maintenance will last only a few hours. A few other things to note:
-After the maintenance is over, you will still be able to login with the same password
-Your profile and account will not be affected by the maintenance
-We don’t do site maintenance on all accounts at the same time, so it is possible that some of your friends will be able to access the site while your account is unavailable.

Another victim here. No account access since late Saturday evening. No reply to the half-dozen or so emails I’ve sent, naturally. The site maintenance claim is obviously false in this instance. Something is FUBAR and they haven’t got the integrity to own up to the problem.

I am having the same error, I was scared I was hacked (my BIL is a jerk that way) anywhoooo, I did some research and a person they irked listed their Headquarters phone number and extensions, I finally got through after trying several extensions and the lady I spoke with said they are aware of the problem and fixing it. If you want to call to maybe speed them up the number is 650-543-4800 extention #’s from 4801-4814, can’t remember which one hit pay dirt for me : )

I used to love Facebook and promoted to all my friends (here in my country, Portugal, Facebook is only starting to be used seriously by everyone), but since the late Sunday morning I can’t login. I’m also a developer and I understand those “maintenances” that usually take a few hours, but this is clearly not the case. They blewed it and pretend is a regular update to the servers, and simply ignore their users.
P.S. – And of course I’ve lost all my crops at Farmville!

Facebook is a complete joke, with no apparent communication policy. They could, at the very least, send emails to affected account holders explaining the situation. I actually sent a letter to their offices via snail mail, certified/return receipt, after getting no response from their joke of a help page.

Agreed. This is the first time I have experienced an issue like this with Facebook but the lack of communication especially when so many have emailed them days ago is very disappointing. The help page is the biggest joke I have seen. They do their best to make it difficult for you to report any issues to them directly. And when you do, you don’t get a response at all or it takes days. Thank goodness I wasn’t the only one with this issue and if I hadn’t found this blog, I would probably never have known what was going on. I wonder how many other poor souls are still trying to login after 3 days not knowing what we have shared here. It would be in Facebook’s best interest to review how they communicate with their users and make it easier to report issues and get responses in a more timely fashion…. This quote from their page:

I’ve been down since late Saturday also…..this is getting so frustrating….they also get you so involved with the different games on their site, Yoville, Farmville, Farmtown, and although they all have their own sites, you can’t log into them unless you use your Facebook acct, and with it down, you can’t get on….oyyy…starting a new acct. will not help with these games, you’ll have to start from scratch,I’m assuming…terrible!!

Unbelievably bad communication on FB’s part. I’m curious how many people are currently having problems. Anyone know? It seems to be epidemic. I also haven’t seen anything about this on the news. Someone needs to start alerting the (major) media. Maybe that will light a fire under facebook to fix the problem.

Well. I tried “alerting the media” (NPR) and the response was basically, ‘so what?’
Okay, not being a Facebook addict myself, yeah, so what…except that Facebook has control over millions of people’s information, and a certain segment of those people are currently not able to access it. Huh, so every other talk show on NPR concerns itself with ‘how social media are affecting_________'(you name it), but now they’re not interested?
Still can’t access my account BTW, I guess I will be parting ways with Facebook–when they finally work this situation out.

Finally is right! The major media seemed to have no interest whatsoever in this story.
150,000 people unable to access their accounts (i.e.personal information) should at least have gotten a footnote on some broadcast media outlet. A resounding boo for them and Facebook too!
